Companies focus on the front end but fail to integrate CX into their overall SAP and process landscape.

Orders, contracts, prices, availability, delivery status, invoices, complaints, service calls, master data, authorizations, and HR processes are often stored in existing SAP or line-of-business systems. Customer data is scattered across multiple systems. Service teams work with incomplete information. Sales processes end where ERP processes begin.

Portals map individual services but are not seamlessly integrated with SAP S/4HANA, existing SAP ECC systems, line-of-business applications, or downstream processes. AI is being discussed but is often viewed as an add-on—not as a native component of a modern target architecture.

The result: Companies invest in new user interfaces but do not automatically create better processes. They digitize individual touchpoints without considering the underlying workflows, data flows, and responsibilities. This is precisely where it is determined whether the customer experience generates real business value—or simply becomes just another system in an already complex landscape. CX therefore belongs where decisions about SAP S/4HANA transformation, process modernization, data management, integration, AI, and operating models are made: at the management and architecture levels.

End-to-End, Not Big Bang

Creating a holistic customer experience is often misunderstood. “End-to-end” does not mean that companies must immediately roll out all CX components in full or launch a major transformation program. Rather, it means that the first step is planned in such a way that it remains scalable for the future. And that processes are consistently conceived, designed, and then implemented from start to finish. After all, the real added value lies in the end-to-end approach across the entire enterprise architecture.

Start small

That is precisely where the key difference lies. Companies can start small—with a specific use case, a service process, a sales scenario, a portal component, AI-powered automation, or an initial data and transparency module. What’s important is that this initial step isn’t an isolated effort, but rather contributes to a sustainable vision.

The right approach, therefore, is to think holistically, start with a modular approach, and expand in a scalable manner. Even a small CX initiative can already create significant added value. In SAP Sales Cloud, you can achieve greater pipeline transparency. In SAP Service Cloud, service processes can be structured, automated, and accelerated. Using SAP Engagement Cloud, you can set up targeted campaigns, such as those aimed at reactivation or customer retention.

SAP Commerce Cloud ERP Cloud Edition enables you to tap into digital sales processes and unlock new revenue potential. Modular portal solutions can provide customers, partners, or employees with centralized access and seamlessly integrate various processes. The point isn’t to implement everything at once. The point is to choose the first step in a way that makes business sense and remains technically scalable.

Planning CX and S/4 Together

Many organizations are simultaneously facing SAP S/4HANA roadmaps, brownfield, greenfield, or selective transformation scenarios, the modernization of legacy ECC landscapes, data harmonization, process standardization, and increasing demands on digital customer processes. If these topics are considered in isolation, new silos will emerge. If they are planned together, customer experience can become the tangible business value of a comprehensive SAP transformation.

With SAP Customer Experience, SAP S/4HANA, and SAP BTP, SAP provides a robust platform foundation for integrated customer processes. SAP CX addresses key areas such as sales, service, commerce, customer engagement, customer data, and order management. SAP S/4HANA and existing SAP ECC systems support the core operational processes. SAP BTP provides the foundation for integration, extension, data, automation, and AI-driven innovations.

However, the real value does not come from simply selecting individual solutions, but from effectively integrating them. A service request must not be left unresolved in the portal. A sales process must not be cut off at the ERP boundary. A campaign must not run without relevant customer data. A commerce solution must not be viewed in isolation from pricing, availability, logistics, and billing. A 360-degree view of customers is not created by yet another system, but rather through interconnected data, clear processes, and a robust architecture.

AI is more than just an add-on

In the context of CX, AI is often still viewed as an add-on feature: a chatbot, a text suggestion, or automatic classification. That’s not enough. Modern customer experience must be designed with AI at its core. Processes, data models, interactions, and workflows must be designed from the outset so that AI can be used in a meaningful, controlled way that takes business context into account.

To achieve this, it’s advisable to work with AI-native templates and reusable solution building blocks to make typical CX scenarios more accessible more quickly. These include, for example, intelligent service triage, summaries of customer histories, next-best-action support, automatic issue recognition, knowledge support for service agents, and data-driven recommendations for sales and customer service.

The key here is striking a balance between automation and trust. AI must not become a digital rejection mechanism in the customer journey. It must improve speed, context, and quality while ensuring clear handoffs to humans.

That is precisely why the connection to SAP’s end-to-end expertise is so important. AI is only as good as the processes, data, and decisions in which it is embedded. AI-driven service prioritization requires relevant customer, contract, and order data. A “next-best-action” in sales requires reliable information on the pipeline, history, open quotes, and customer potential. An intelligent campaign requires clean customer data, segmentation, and feedback channels in sales and service.

Entry Point: Modular Portals

Modular portal solutions are a particularly tangible starting point. They make the customer experience visible to customers, employees, and decision-makers. Portals can enable self-service, structure service processes, initiate sales processes, make data transparent, and consolidate customer interactions. However, it’s crucial to note that a portal is not the entire CX strategy. It is the visible gateway to a seamlessly integrated landscape of processes, data, and systems.

When implemented correctly, a portal serves as a bridge between the customer interface, SAP CX, SAP S/4HANA or SAP ECC, existing business processes, the integration layer, and operations.

It can start small—for example, with a clearly defined service or inquiry process—and be expanded later in a modular fashion to include additional self-service options, e-commerce features, sales processes, campaign logic, documents, status information, or AI-powered interactions.

That is precisely where the practical benefit lies: Companies don't have to build everything at once. They can start with a specific, value-adding first step and expand it step by step into a more comprehensive customer experience architecture.

From Initial Ideas to Action

Many companies know they need to improve their customer experience but don’t want to launch a major transformation program. Often, it’s not a lack of willingness to change, but rather a lack of a solid framework for getting started: Where do we stand today? And are there specific areas for action?

The focus is on current challenges, the existing system landscape, identifiable process gaps, business objectives, and potential use cases. Building on this, a workshop offers the opportunity to establish a structured foundation for prioritization, a roadmap, and business value. Collaborating with a partner can help you start small, embed CX into a consistent process, data, and operational model—and then scale up significantly.

Successfully Launch and Scale CX

End-to-end rather than siloed solutions: CX must be designed in tandem with processes, data, and systems—particularly S/4, ECC, and line-of-business applications.

Start small, think big: Begin with a specific use case and focus on a scalable vision from the very beginning.

Processes, not just interfaces: Portals and new touchpoints only create business value when the underlying processes and data flows are integrated.

Combining CX and SAP Transformation: Planning the customer experience in tandem with S/4 transformation, process modernization, data management, and integration.

Using SAP as a Platform: SAP Customer Experience, SAP S/4, and SAP enable integrated customer processes.

Establish AI-native thinking as an integral part of processes, workflows, and decision support.

Portals can serve as a visible bridge between customers, CX, ERP, line-of-business systems, and services, and can be expanded incrementally.

To the partner entry:

Expectations for customer service are high—and are often not met.
